Abstract
This study empirically examines how the operational characteristics of a hotel membership program relate to customers' behavioral loyalty, using actual customer relationship management (CRM) operational data. In the hotel industry, where customer acquisition costs are rising and retaining existing customers has become increasingly important, membership programs are widely adopted as a tool for acquisition and retention. However, prior research has mostly relied on surveys measuring attitudinal loyalty, such as satisfaction, revisit intention, and recommendation intention, while few studies have examined loyalty based on customers' actual purchase and usage behavior. This study therefore measures behavioral loyalty from real behavioral records and analyzes how membership characteristics are associated with actual usage behavior. The sample comprised 222,208 members of a free membership program operated by a domestic hotel company, of whom 20,439 members with a purchase record within six months of enrollment were selected for the final analysis. An identical six-month observation period from the enrollment date was applied to all members to minimize bias from differing observation windows; accordingly, the behavioral loyalty examined here refers to loyalty at the early relationship-forming stage. The dependent variable was measured using factor scores derived from an exploratory factor analysis of active months, number of purchases, and number of room stays. The independent variables were membership tier progression, personalized benefits, economic benefits, point redemption experience, and early activation, and the hypotheses were tested using correlation and multiple regression analyses.
The factor analysis confirmed that the three indicators converged into a single factor, showing that behavioral loyalty can be measured from actual behavioral data. The regression analysis found that all five independent variables were significantly and positively associated with behavioral loyalty, supporting all hypotheses. Point redemption experience showed the largest standardized coefficient; as it was measured as a binary indicator and only about 4% of customers had redeemed points, this reflects a clear distinction between redeeming and non-redeeming groups, suggesting that actually using benefits, rather than merely holding them, is closely associated with loyalty. Early activation indicated that a longer time to first purchase was associated with higher loyalty, but given its small effect size this is interpreted only at an exploratory level. A supplementary analysis by enrollment channel showed that the website was the main acquisition channel, whereas staff referral recorded the highest purchase-conversion rate, indicating that acquisition scale and conversion performance do not necessarily coincide.
Because the independent and dependent variables were measured over the same period, the results are interpreted as associations rather than one-directional causal effects. This study is meaningful in measuring behavioral loyalty from actual CRM operational data and verifying how membership characteristics relate to it in a free-membership setting. By showing that point redemption experience, tier progression, and personalized benefits are closely associated with behavioral loyalty, it offers practical implications for data-driven CRM and membership strategies and extends behavioral-data-based loyalty research beyond survey-centered approaches.|본 연구는 국내 호텔기업의 무료 멤버십 프로그램 운영 특성이 고객의 행동적 충성도와의 관계를 실증적으로 분석하는 것을 목적으로 수행되었다.
