보험상품의 가입 여정에서 나타나는 소비자 유형별 경험요인의 차이

Abstract

현대 사회에서 소비자의 합리적인 의사결정을 지원하기 위해서는 소비자의 입장에서 서비스를 설계하고 시행할 필요가 있다. 이를 위해 실제 소비자가 어떠한과정을 통하여 의사결정을 하며 의사결정 과정에서 어떠한 문제를 경험하고 있고, 이러한 문제를 해결하기 위하여 어떤 전략을 활용하는지에 대한 총체적인 이해가 선행되어야 한다. 본 연구에서는 수많은 상품들 중에서 그 시장규모에 비해소비자 입장의 서비스 설계가 부족하다고 판단되는 보험서비스를 적용하여 소비자 의사결정 과정에 대한 연구를 진행하였다. 이러한 문제의식을 바탕으로 서비스디자인 방법론중의 하나인 고객여정맵을 활용하여 소비자가 보험서비스의 의사결정과정에서 경험하는 현상의 맥락에 대하여 포괄적으로 이해한다. 나아가 이러한 맥락 안에서 소비자를 가치추구 및 라이프스타일에 따라 유형화한 후, 소비자 유형별 의사결정과정은 어떠한 차이를 보이 며, 차이를 발생시키는 요인인 경험요인을 비교하고 탐구함으로써 보험소비자의 의사결정과정에 대한 이론적 근거를 구체화하는 것을 목적으로 한다. 이러한 목적을 달성하기 위하여 본 연구에서는 다음과 같은 연구방법을 활용하였다. 먼저, 보험에 가입한 경험이 있는 소비자 10명을 대상으로 1차 인터뷰 조사를 실시하여 보험서비스 고객여정맵을 작성하였다. 이를 통하여 보험소비자가 어떻게 의사결정을 하고 그 과정에서 경험하는 인지적/감정적 현상에 대해 포괄적으로 살펴본 후 보험소비자의 구매의사결정과정 모형을 제안하였다. 다음으로 소비자들의 다양한 의사결정 과정상 특성에 대하여 유형화된 이론을 제공하기 위하 여 소비자 유형화의 기준을 정하였다. 기준으로는 마케팅 분야에 있어 소비자의 라이프스타일과 심리 연구에 가장 자주 활용되는 이론인 VALS2 모델을 활용하였으며, 보험가입 경험이 있는 소비자 200명을 대상으로 VALS2 설문조사를 실시하여 8그룹의 소비자 유형을 나누었다. 이들 그룹 중 개성이 뚜렷하게 나타난 소비자를 5명씩 선별하여 최종 40명의 소비자를 대상으로 2차 인터뷰 조사를 진 행하였다. 2차 조사는 1차 조사에서 도출된 고객여정맵을 토대로 설문문항을 개발하여 보험서비스 여정에 따른 경험요인 중요도를 조사하였다. 이로써 보험소비자의 의사결정과정을 총체적으로 살펴보고 소비자 유형별 의사결정에 영향을 미치는 경험요인에 어떠한 차이가 있으며 특성은 무엇인지를 실증분석을 통해 밝혔다. 그 결과 보험서비스의 소비자 경험요인으로는 광고, 브랜드, 보험설계사 신뢰도, 지인의 소견, 보험에 대한 소신, 보험료, 보장 범위, 준거집단의 선택, 트렌드로 정의 할 수 있으며 8그룹의 소비자 유형에게 각각의 경험요인이 어느 정도의 중요도를 가지고 적용 되는지 소비자 여정 단계에 따라 중요도 순 위를 제공한다. 본 연구는 다음과 같은 의의를 갖는다. 첫째, 서비스디자인이라는 것은 눈에 보이지 않는 대상을 가시화 하고 표준화 하는 것과 같이 전체적인 서비스 경험의 가치를 높이는 것을 목적으로 한다. 때문에 무형성의 특성을 가지고 있는 보험서 비스는 마케팅 관점에서 정량적으로 접근하는 것 이상으로 디자인 관점에서 소비자의 니즈를 예측하고 분석하는 디자이너의 역량이 많은 부분 필요하다고 할 수 있다. 이에 디자이너의 관점에서 보험서비스의 소비자 의사결정 과정을 정의하고 분석한 본 연구는 그 가치가 있다. 둘째, 소비자의 의사결정과정에 관한 기존의 단편적인 연구결과에 소비자 인터뷰를 동반한 실증 연구 조사를 더하여 고객여정맵을 작성함으로써 보험소비자의 의사결정과정에 대하여 보다 더 종합적이고 체계적으로 이해할 수 있는 이론적 기초를 제공하였다. 셋째, 소비자를 유형화하여그룹 별 의사결정과정에서 경험하는 경험요인의 차이를 규명함으로써, 보험서비스 뿐만이 아닌 나아가 다양한 산업의 서비스 제공에 정책적 및 실무적 측면에서 소비자 차별적 접근방안을 마련하는 데 시사점을 제공한다.|In this modern world, it is necessary to design and conduct service on the consumer side to support rational decision making of consumers. For this, general understanding how consumers do decision making, which problems are in decision making process, and which strategy is used to solve these problems should be preceded. This study conducts a study on decision making process of onsumers by applying insurance service with insufficient service design on the consumer side in comparison to the market breadth of many products. Based on this critical mind, a context of phenomenon consumers experience in decision making process of insurance service is wholly understood by using customer journey map, one of service design methodologies. Furthermore, after typing consumers according to value orientation and lifestyle in this context, the researcher is to give shape to theoretical basis of decision making process of insurance consumers by comparing and finding which difference of design making process by consumer types is, and experience factors arousing this difference. To achieve this purpose, this tudy uses the following research methods. First of all, customer journey map is made by conducting the first interview with ten consumers experiencing joining insurance. Through this, the researcher wholly examines how insurance consumers do decision making, and cognitive and emotional phenomenon they experience in the process. In addition, purchase intention determining process model of insurance consumers is suggested. Next, a standard of consumer typing is established to offer typed theory of characteristics on the process of various decision making of consumers. As the standard, VALS2 Model, the most frequently used theory to mentality research of lifestyle of consumers in marketing, is used, and 8 consumer type groups are divided by conducting VALS2 Survey targeting 200 consumers experiencing joining insurance. five characterful consumers of each group are selected, so the second interview is conducted targeting 40 final consumers. The second investigation examines the importance of experience factors according to insurance service journey by developing questions based on customer journey map drawn in the first investigation. Hereby, decision making process of insurance consumers is wholly examined, and the researcher reveals which difference is between experience factors affecting decision making by consumer types, and what characteristics are through an actual analysis. As a result, consumer experience factors of insurance service are advertisement, brand, reliability of insurance sales man, opinion of friends, belief of insurance, insurance premium, coverage, selection of applicable group, and trend, and importance ranking is offered depending on consumer journey whether each experience factor is applied to consumer types of 8 groups with certain importance. This study has the following significance. First, service design visualizes and standardizes unseeable target, so is to increase the value of general service experience. Therefore, insurance service with formless characteristic needs capability of designers forecasting and analyzing consumer needs in design viewpoint more than quantitative access in marketing viewpoint. Therefore, it is valuable for this study to define and analyze consumer decision making process of insurance service in viewpoint of designers. Second, customer journey map is made by adding an empirical study with consumer interview to existing fragmentary results of research work of consumer decision making process, so the researcher offers theoretical foundations to understand decision making process of insurance consumers synthetically and systematically. Third, a difference between experience factors of decision making process by groups is established by typing consumers, so implications are offered to prepare consumer-discriminative approach in pol icy and operational aspects of provision of not only insurance service but also service of various industries.
